ICICI Lombard Leverages AI for 70% Call Automation, Faster Insurance Services

ICICI Lombard is significantly enhancing its operational efficiency and customer experience by integrating AI-driven technologies. The insurance major now automates 70% of inbound customer calls and handles a million monthly interactions, drastically reducing wait times and speeding up policy issuance.

ICICI Lombard General Insurance Company is making substantial investments in artificial intelligence (AI) and advanced technological tools to dramatically improve its operational efficiencies and accelerate various customer-facing processes. The company, a prominent player in the private sector general insurance market, is channeling approximately 1.5% of its annual topline into these innovative 'avenues for the future', as stated by CFO Gopal Balachandran.

Transforming Customer Interactions with Voice AI

At the core of this transformation is ICICI Lombard's voice AI-driven customer enablement platform. This sophisticated conversational solution interacts with customers using human-like voice capabilities, guiding them through the entire insurance journey. This includes everything from basic policy queries and modifications to the complex processes of policy purchase and payment completion.

A significant shift has occurred in the company's customer service landscape. Just a year ago, only 10% of incoming calls were managed by bots. Today, that figure has soared to 70%, with bots and WhatsApp Chatbots handling the majority of inbound inquiries. Furthermore, the company's in-house bots are now managing outbound calls for renewals and leads generated via their website, particularly for two-wheeler insurance.

Company officials highlight that this extensive use of AI bots allows ICICI Lombard to manage an impressive one million inbound and outbound calls each month. This automation has led to substantial reductions in customer wait times and a faster issuance of insurance policies.

"Fundamentally, we are trying to ease a lot of pain points that have come as a part of the feedback from the customers. Each of this pain point is largely in the context of making available new product offerings, make available service offerings and more importantly, also to try and see how we can be far more quick to react. That's a thought process with each of these capabilities we have introduced," explained Gopal Balachandran, CFO, ICICI Lombard.

AI and Human Collaboration for Enhanced Service

While technology adoption is rapidly expanding, ICICI Lombard emphasizes that AI tools will co-exist with its human workforce. The company believes that by integrating these solutions, the output from their call centre employees becomes significantly more qualitative, allowing human agents to focus on more complex or empathetic interactions.

New Offerings Mark Silver Jubilee

In celebration of its Silver Jubilee, ICICI Lombard recently unveiled several new solutions designed to enhance its diverse lines of business. These include:

  • Life Stage-Based Modular Health Insurance for Women: Offering four customized plans tailored to support women through different life stages.
  • Time-Assured Roadside Assistance: A service providing battery charging support, vehicle towing, and minor on-site repairs during breakdowns or accidents, launched across 15 cities.
  • Premium Service for Private Car Customers: Integrating emergency assistance with legal and procedural facilitation.
  • Specialized Service Desks for Senior Citizens: Catering specifically to the unique needs of older customers.

These strategic investments in AI and new product development underscore ICICI Lombard's commitment to innovation, aiming to deliver a more efficient, responsive, and customer-centric insurance experience.
